Core Responsibilities
Primary Functions
- Develop and maintain sophisticated long-term and short-term statistical forecasting models to accurately predict workload volumes, handle times, and staffing needs across various business channels.
- Design, generate, and manage optimal employee schedules to align with forecasted demand, ensuring that service level targets are met in a cost-effective manner.
- Conduct real-time monitoring of service queues, agent adherence, and other key performance indicators (KPIs), making intra-day adjustments to staffing to mitigate service delivery risks.
- Administer and serve as a subject matter expert for the Workforce Management (WFM) software, managing system configurations, employee data, and scheduling rules.
- Analyze historical performance data and operational trends to identify opportunities for improving efficiency, productivity, and resource utilization, presenting findings to leadership.
- Generate and distribute daily, weekly, and monthly performance reports, providing insightful commentary and analysis on metrics such as forecast accuracy, schedule adherence, occupancy, and service levels.
- Lead the long-range capacity planning process, providing headcount and resource forecasts to support strategic business planning, budgeting cycles, and talent acquisition efforts.
- Perform 'what-if' scenario modeling to assess the potential impact of new products, marketing campaigns, process changes, or other business initiatives on staffing and service.
- Collaborate closely with Operations, Human Resources, and Training departments to strategically plan for new hire classes, upskilling sessions, and other off-line activities.
- Manage and process agent time-off requests, shift swaps, and other schedule changes, ensuring a fair and consistent application of policies while protecting business needs.
- Investigate the root causes of forecast inaccuracies and service level deviations, documenting findings and recommending robust corrective actions to prevent recurrence.
- Chair and facilitate regular planning and performance review meetings with operational stakeholders to ensure alignment on strategy, tactics, and upcoming events.
- Track, analyze, and report on shrinkage (e.g., vacation, sickness, training) to ensure it is accurately factored into staffing plans and to identify any emerging trends.
- Maintain a comprehensive and accurate database of historical operational data, ensuring data integrity for all forecasting, reporting, and analytical activities.
- Act as a key consultant to operational leadership, providing expert guidance on all matters related to workforce management and resource optimization.
- Evaluate and recommend enhancements to WFM tools, systems, and processes to drive automation, improve accuracy, and increase the overall effectiveness of the planning function.
- Partner with the Finance department to provide detailed data and analysis for labor budgeting, cost-per-unit analysis, and financial modeling.
